Presented in this thesis is a method of evaluating routing rules in call centers using simulation. Computer simulation is regarded as the most powerful tool in analyzing and design routing rules with a variety of industrial characteristics.
The proposed evaluation method analyzes the profitability of a routing rule so that call center managers reduce changing cost of the rules and maximize profit. Homogeneous Routing and Value Based Routing are evaluated with the proposed method and discussed their usage.
본 논문에서는 콜 센터 내의 라우팅 규칙을 설계 단계에서 시뮬레이션을 이용하여 수익성 관점에서 미리 평가함으로써 실행착오로 인한 비용 손실을 절감하고 산업 특성에 맞는 적절한 라우팅 규칙을 채택하는 것을 가능하게 하는 평가 프레임워크를 제안한다. 기존 라우팅 규칙의 구조를 정리 함으로써 상담사의 숙련도 및 업무 지식을 고객 중심으로 제공 할 수 있도록 하였고, 기존에는 나와 있지 않았던 Skill and Value Based Routing을 소개 한다. 또한 기존에 개념만 나왔던 가치 기반 라우팅 (Value Based Routing)에 적용 해 봄으로써 단일 상담사 라우팅(Homogeneous Routing)과 수익성 관점에서 비교 분석을 함으로써 이들의 구체적인 활용 방안을 보인 연구이다.
