With the rise of m-commerce, customer expectations for fast delivery are on the rise, yet order fulfillment delays are often unavoidable and uncontrollable. However, there is a lack of research on this topic, with most studies neglecting the impact of order fulfillment glitches on subsequent customer purchasing behavior. This thesis aims to quantify the impact of delivery delays on subsequent net purchases and refunds using unique customer transaction data obtained from an online fashion retail platform. A difference-in-differences analysis was conducted using an exogenous parcel delivery strike that occurred in South Korea. The results suggest that the strike had a significant and lasting impact on net purchases, which persisted even after the resumption of delivery services. Regions with severe delivery delays initially showed a 2.29% decline in weekly net purchases on average, yet in the longer run, there was a 0.86% increase in one-day delivery product purchases. Additionally, customers who had experienced one-day delivery in the past recovered more quickly from the reduction in purchases, as did those with recent purchase history and higher previous purchase amounts. Furthermore, delays had a greater negative impact on differentiated products such as high-priced and niche items, resulting in an increase in net purchases of low-priced and mass products with one-day deliveries over time. It is noteworthy that despite the restoration of parcel delivery, delayed deliveries continued to reduce returns and exchanges of products, suggesting that customers began to make more thoughtful purchase decisions to avoid lengthy processes. This thesis highlights the significance of expedited delivery in mitigating the adverse effects of delivery delays on customer purchase behavior.
모바일 커머스의 성행으로 빠른 배송에 대한 기대가 높아졌지만, 고객 주문 이행 중의 지연은 종종 불가피하다. 하지만 이런 지연이 고객들의 향후 구매 행동에 미치는 영향을 살펴본 연구는 찾아보기 힘들다. 본 학위논문은 온라인 패션 쇼핑 플랫폼의 고객 데이터를 사용하여, 국내에서 발생한 택배노조 파업으로 인한 배송 지연이 순구매 및 환불에 미치는 영향을 이중차분법을 통해 추정했다. 연구 결과, 배송 지연이 극심했던 지역에서는 파업 종결 이후 배송이 정상화된 후에도 순구매액이 2.29% 감소하였으나, 장기적으로는 ‘하루배송’ 상품 구매가 0.86% 증가했다. 파업 이전 ‘하루배송’ 유경험자, 최근 구매자, 파업 이전 구매 금액이 높은 고객은 파업의 부정적인 영향에서 더욱 빨리 회복하는 양상을 보였다. 또한, 차별화된 고가 혹은 니치 상품군이 파업의 영향을 더 크게 받으며, 장기적으로는 저가 및 대중 상품군 중에서도 ‘하루배송’ 상품 구매가 증가하는 것으로 드러났다. 흥미롭게도, 파업이 종결된 후에는 상품에 대한 환불이 감소하였으며, 고객이 배송 지연을 경험한 후에 더욱 신중한 구매를 하게 되는 것으로 보인다. 이처럼 본 논문은 배송 지연으로 인한 부정적인 효과를 완화하기 위해 빠른 배송 서비스가 적극적으로 활용될 필요성을 시사한다.
