Self-service, which is expanding rapidly due to the development of advanced technologies, is becoming significant in product?service systems (PSSs), which are defined as combined systems of products and services. As self-service replaces service providers, the importance of customers’ determination of activities and the necessity of developing new PSS design guidelines are emerging. In this research, based upon a literature review and observations, an analytical framework is suggested. In addition, a survey was carried out for comparison of self-checkout, which is a representative offline self-service system, and a mobile shopping service, which represents online self-service systems; therefore, rational and emotional expectation factors and momentary and sequential experiences were deduced. As a result of analyzing the factors’ influence on customer satisfaction, in order to reduce the gap between expectation and experience activity, sequential experience is considered more significant than momentary experience and a moderated effect of emotional expectation is considered higher than that of rational expectation. The outcomes of the analysis were utilized in the method through the process of analyzing the features and order of activity and the structure of expectation and experience. Besides, expert interviews and FGI were accomplished to revise the usability of the guide.
기술의 발달에 따라 셀프서비스는 제품과 서비스의 융합을 추구하는 PSS(Product-Service System)의 중요한 요소가 되어가고 있다. 또한, 기존 서비스제공자를 대체하면서 고객 스스로 판단하고 행동해야 하기 때문에 고객 행동의 중요성 및 고객 행동 중심의 새로운 PSS 디자인 가이드라인 개발이 필요하게 되었다. 이에 따라 문헌연구와 관찰을 통해 분석 프레임워크를 제안하였으며, 셀프서비스의 온라인과 오프라인의 대표적인 사례인 셀프계산대와 모바일 쇼핑 서비스를 대상으로 설문조사를 실시하고 비교분석을 시행하여 이성적 기대와 감성적 기대, 순간적 경험과 순서적 경험의 요인을 도출하였다. 도출된 요인들을 행동에 대한 기대와 경험의 갭을 줄이기 위해 고객 만족에 끼치는 영향력을 분석한 결과 셀프서비스는 순서적 경험보다 순간적 경험을 보다 중요하게 생각하였고, 감성적 기대보다는 이성적 기대의 조절효과가 다소 높았다. 이를 바탕으로 행동의 속성, 행동의 순서, 기대와 경험의 구조 분석 과정을 거쳐 Activity-Driven PSS 디자인 가이드라인을 구축하여 활용방법을 제시하였다. 또한 이 가이드라인이 얼마나 활용가능한지에 대해 전문가들의 인터뷰와 FGI를 거쳐 수정 보완하였다.
